Cut-through. An uncommon but essential element in sustainable success.
It takes a captivating declaration of intent, nature and promise. Tangible, implied and overt characteristics which establish reputational credibility and desirability. Customers need to be central to all endeavours.
Both content and context must be focused, concentrated and bold, but possibly understated in delivery.
A constant and consistent presence is reassuring, representing true value and founded on fulfilled expectations. When reinforced, customers are appreciative, fulfilled and satisfied.
Collectively, these cohesive forces are powerful and influential magnets that bond existing and developing relationships.
When lavished with obsession, this value package is compelling. Other factors seem mere distractions.
OBSESSION – BEYOND CUSTOMERS
Ideally, customers, service, quality and value should each be a persistent, dominating pre-occupation of thought, image and desire, providing an enduring, endearing and compelling motivation for delivering the promise.
The construct is not founded on a single narrow dimension. “In all that we do” is an appropriate mantra. Departures from the focus are incompatible, intolerable and in essence, inconceivable. Each and every team member needs to have a “one-track mind,” figuratively and literally. As with a railway track, trains have only one course to follow.
Understandably, obsessive behaviour can be disturbing for some. In a positive light, it could be a distinguishing, sustainable point of difference and a competitive edge.
Delegated authorities and responsibilities are not necessary. Obsessions require unqualified, unconditional commitments. Costs are borne; benefits are enjoyed … repeatedly.
SOVEREIGN RANKING
With due respect, customer obsession rightly ranks the customer as a sovereign presence in mind, process and outcomes. It is they who rank highest with assigned and implied paramount authority, expectations and power. No question.
The company, its people, products, services and brand exist to serve. That is different from Royalty with its pomp and ceremony.
BEYOND FASHION
It is and has been fashionable within the business fraternity to utilise, adopt, and adapt words, phrases, and concepts that are the cornerstones of the culture and success of certain high-profile companies and brand names.
“Lean in”, “excellence”,, ESG, DEI, passion and “green …” are examples. When said and profiled without conviction, the adopters are demeaned; the same holds for customer obsession.
It is shallow, insipid and largely meaningless without unconditional support and endorsement.
Fashions change. So too concepts, like excellence, disruptions and artificial intelligence.
People, intent and campaigns move on. Not so obsessions. Customer obsession is and should be steadfast. It is immutable, non-negotiable, laudable, idealistic, empowering and compelling. Above all, customer obsession is a state of mind, not a state of the marketplace.
In this context, it is, and should be, a constant, ageless, recognised, accepted, embraced, and celebrated.
Put simply, it won’t be for everyone. It is a stretch goal, beyond the reach of some.
Elite, yes. Demanding, unquestionably.
Fail-rates in the early phases may be high, as reflected by similar attrition volumes. Nevertheless, tolerance for suboptimal commitments needs to be zero.
Arise, all those who are obsessed. Remain so. And share your obsession.
EFFECTIVE NARRATIVE
Short attention spans do not relate to or equate with obsessions. Narrow attention spans are essential – strong on commitment, input, process, outcomes and emotions.
Intensity permeates all strata, segments, departments, locations and inputs and contributes to momentum and critical mass.
In many ways, customer obsession demands single-minded endeavour. That is reflective of elite cricket bowlers and batsmen who report minimum benchmarks to an elite status.
OBSESSION COSTS
Costs are innate, sometimes substantial. They are accepted without qualification.
A corporate purpose founded on customer obsession has no gradings. It is absolute. Qualification is beyond financial or production metrics (while inclusive of each).
THE HORIZONTAL ORGANISATION
During the 1970s, there was a figurative obsession with high-performing Japanese management styles. Organisation hierarchies were inconsistent with the concept. There were no higher rankings. Everyone was responsible, authorised and accountable for optimal performance … or should have been.
That was the deficiency in the business model. Hierarchy, no matter how flattened compromises obsession.
CUSTOMER FIRST
The phrase “customer first” is currently passe. In a commoditised economy, marketplace and society it equates to first among equals. Variances and priorities are incremental, often at the edges and inconsistently applied. It is not a distinctive defining statement.
Within the template of customer obsession, clients, consumers, and customers come first, second, and third, and are universally ubiquitous.
In other words:
FIRST AND ONLY
Everything is about the customers. Reality, perceptions and perspectives are viewed through a vista founded on obsession.
Qualifiers like “but”, “what if”, “possibly”, “alternatively” and “a little” have little or no currency.
FINAL WORDS
What about profits?
First things first. Profits follow and grow from customer obsession.
